Here's what to expect from the moment you open a support case until it's resolved.
- You receive your case reference number. It's shown on screen when you open the case and sent to you by email. Keep it handy for any follow-up.
- We review and respond to your case. Our technical support team reviews your case and sets its priority. How quickly we respond depends on your support coverage. With Sprint, Overdrive or Fastlane, you get a guaranteed response time for Priority 1 (P1) cases. With complimentary support, we endeavor to respond within 24 to 48 hours. For more information, see the support SLAs in How do I get support from NETGEAR Enterprise?
- A support engineer works on your case. Your engineer may:
• Ask for more information, such as logs, configuration files or screenshots• Call you to discuss the issue• Arrange a remote session to troubleshoot with you• For networks managed in NETGEAR Insight, ask you to give support access to your network. In the Insight Cloud Portal, click the profile icon and select Support > Grant Access to Support.
- We keep you updated. Each time your case is updated, you receive an email with the subject "Case # [your case number] is updated". You can reply to the email or update your case on my.netgear.com. For more information, see How do I view and update my case on my.netgear.com?
- Your case is escalated if needed. If your issue needs deeper investigation, it may be escalated to the next level of support.
- We arrange a replacement if your hardware is faulty. If troubleshooting confirms a hardware fault, your engineer arranges a replacement under your warranty. Advance replacement is available with Sprint, Overdrive or Fastlane support.
- Your case is closed. Once your issue is resolved, your engineer closes the case. You can also close it yourself by clicking Close Case on the case page in my.netgear.com.
- You tell us how we did. After your case is closed, you may receive a short survey about your experience. Your feedback helps us improve.
